An early morning exchange reminded us that what really matters in hospitality. 

On my early morning walk before the heat of the day sets in, I encountered one of the club staff. He told me he had arrived at 5:30am for his shift and described the routine he completes each morning culminating with raising the flag at 6am.

“Lots of rules and protocol,” I threw out casually.

He stopped me. “It’s not a rule,” he replied. It’s a privilege.” 

That word stayed with me.

What I had instinctively framed as a checklist of tasks, he saw as an honour - a responsibility entrusted to him at a 200 year old legacy institution he deeply respected.

He worked long hours, but he didn’t describe his duties as chores. He spoke about service, trust and stewardship.

We talk endlessly in business about company culture - how to design it, communicate it, embed it. But moments like this make me question whether culture is something organisations create or something people bring with them?

In much of modern work, the relationship with employers is highly transactional:
I deliver X.
You pay Y plus benefits

There is a fundamental difference between employees who see their role as a transaction and those who see themselves as custodians of something bigger than a job description.

In hospitality (an industry built on trust, empathy, and human connection) that distinction matters. Pride in one’s work cannot be mandated or scripted, yet it can deliver the level of service that systems and incentives alone can never accomplish.

Perhaps that is the uncomfortable truth: the strongest cultures are not designed and branded. Instead, they are lived, quietly by people who are inherently proud of the work they are entrusted with.

AI is excellent at research;

  • Hotel reviews
  • “Best restaurants” lists
  • Top-rated guides
  • Hidden gems unearthed by algorithms

 

This should mean there is no need for intermediaries.  Yet the opposite is happening because at present AI;

  • Does not filter contradictory information
  • Delivers vague information if prompts are imperfect
  • Does not differentiate between reviews that are inflated, outdated or fake
  • Cannot separate glossy websites from reality
  • Provides no recourse when a choice turns out to be wrong
  • Cannot hold suppliers accountable when things fail
  • Has no insider context when things don’t go to plan

 

AI is very good at aggregating information but is less effective at judging operational reliability, human behaviour and what actually works IRL execution. This is why experienced B2B travel experts continue to add value because they;

 

  • have firsthand experience of hotels, restaurants and experiences
  • are awarewhich suppliers perform consistently 
  • know the shortcuts, the risks and the common industry sleights of hand
  • step in when itineraries don't go to plan
  • protect clients from false economies and reputational risk

 

AI can suggest options, but it cannot take ownership. In an AI-first world, human expertise is not obsolete. If anything, it is more valuable because AI can recommend, but experts are still the ones who make it work.

A lost-luggage experience recently highlighted a hard truth for the travel industry: branding isn’t what saves you when things go wrong.

Many will have seen the headlines about IndiGo over the past couple of weeks. One of our directors was part of that - through lost luggage.

At the airport, they said all the right things.

  • The staff were polite
  • They shared their names
  • They gave me a direct number to call

 

Our director was reassured. Only later was it clear that they only said the things the brand trained them (very well) to say.

The missing luggage was eventually returned - after chasing and escalating. The processes didn’t solve the problem - persistence did.

IndiGo’s branding is excellent. Hello 6E. Good morning, ladies and gentlemen, boys and girls. hashtag#IndiaByIndiGo. It’s clever, warm and engaging.

But when things go wrong, branding didn't fix the problem.

AI won’t rank you for glossy branding - it ranks you for solving problems.

Hospitality is one of the most human-intensive industries there is. Things will go wrong. People will make mistakes. Most customers understand that. What separates good businesses from the rest is not whether problems occur, but how they are handled when they do.

Great branding is important but it's invisible to algorithms. Competence at solving the problem are algorithm favourites.

In B2B travel, buyers are not asking: “Who’s nicest?”

They’re asking: “Who can actually fix this?”

The same applies whether it’s lost baggage, a delayed cruise or rerouting an entire group at short notice.

 

❌ The real question is never “Were they polite?”

✅ The real questions are:

"Did they know the process?”

“Did they take ownership?”

“Did they fix it?”

 

Credibility in the AI age is built -

  • by depth of explanation
  • by applying competence and expert ability consistently
  • by doing what you say you’ll do, every time

 

In an AI-first world, credibility is the new marketing.
